Surprisingly Useful AI Article Enhancements
A new report from Kore.ai has revealed a significant shift in how Australian contact centre agents and consumers view AI-driven solutions. The Agent Experience (AX) and Customer Experience (CX) Benchmark Reports 2024, produced in partnership with Farrell Insights, show growing acceptance of automation and self-service tools, with AI emerging as a key driver of satisfaction.
The research, based on surveys of 400 consumers and 200 contact centre agents across Australia, highlights the changing priorities of both groups. For the first time, Australian customer service agents prioritised access to advanced AI tools over traditional workplace benefits such as competitive pay.
Consumers Value Accuracy and Efficiency
Australian consumers are increasingly comfortable with AI-powered customer service, particularly in industries like healthcare. The study found that 66 per cent of respondents prefer advanced AI tools over basic automation, with this figure rising to 73 per cent in the healthcare sector.
Paul Rilstone, Vice President ANZ at Kore.ai, said the findings underscore the growing importance of AI in customer interactions.
“To improve customer experience, increase agent satisfaction, and optimise contact centre performance, leveraging AI-powered solutions is essential for businesses to stay ahead of the curve,” Rilstone said. “Our research shows increased engagement and satisfaction with AI solutions among Australian agents and consumers. AI not only enhances service quality but also transforms agent roles by streamlining routine tasks.”
Consumers identified accuracy (96 per cent), ease of use (93 per cent), and security (93 per cent) as their top priorities in customer service interactions. Trust and friendliness also rated highly, at 90 per cent and 89 per cent respectively.
Efficiency was another key concern, with 83 per cent of respondents valuing the ability to address multiple issues in a single interaction. The avoidance of repetitive explanations was cited by 81 per cent as an important factor in improving satisfaction.
Generational Preferences in Service Expectations
The research highlighted differences in customer service preferences across generations:
- Baby Boomers: Prioritise accuracy (100 per cent) and security (93 per cent).
- Gen X: Focus on accuracy (95 per cent) and comprehensive issue resolution (90 per cent).
- Millennials: Value speed (92 per cent) and minimising repetitive interactions (88 per cent).
- Gen Z: Look for quick responses (86 per cent).
Despite the increasing adoption of AI, 88 per cent of consumers expressed a preference for retaining the option to speak with a live agent for complex or emotive issues.
Agents Seek AI Tools to Enhance Their Roles
On the agent side, the report revealed a growing preference for tools that improve efficiency and job satisfaction. Of those surveyed, 93 per cent highlighted the importance of being a valued team member, while 88 per cent prioritised having tools to reduce customer frustration.
Agents also demonstrated a strong interest in technology, with 78 per cent expressing a desire for access to the latest assistance tools. Flexible work options and a motivating work environment were also important to 78 per cent of respondents.
Efficient post-interaction tools were another priority, with 85 per cent of agents identifying them as essential. Seamless transitions between customer modes were highlighted by 83 per cent as a factor that could improve workflow.
AI Transforming Contact Centre Roles
Rilstone explained how AI is reshaping the roles of customer service agents, allowing them to focus on more meaningful interactions.
“Adopting AI technologies in call centres not only enhances service quality for Australian consumers but also transforms agent roles by streamlining routine tasks and providing more fulfilling conversations,” he said. “This research aims to guide organisations looking to elevate their service interactions with AI-powered automation.”
Future Implications for Businesses
The findings highlight a clear trend toward integrating AI into contact centre operations. As consumers and agents increasingly embrace AI, businesses must adapt to maintain competitiveness and meet evolving expectations.
